Anyone who has ever stood at an airline counter with a boarding pass problem knows the particular flavor of dread that comes with it. The clock is ticking, the line behind you is growing restless, and you’re at the mercy of whoever happens to be working that shift. Most of the time it gets sorted out with a few keystrokes and maybe an apologetic smile. This time, it turned into a viral video and a formal review.

The incident happened Tuesday at San Francisco International Airport, reported NBC News, where Julio Varela and his family were trying to catch a flight to Canada. A ticketing error, listing his daughter’s last name in the middle name field, had been made months earlier when his wife booked the trip. Simple enough mistake. The kind of thing a good customer service rep fixes in five minutes flat.

Except, according to Varela, it took almost three hours and ended with accusations flying in both directions, a phone going dark mid-recording, and a viral clip that has people across the internet weighing in.

We’ll walk through what’s known, what’s disputed, and where things stand now, because this is one of those stories where the full picture matters more than the thirty-second clip.

A Paperwork Fix That Went Sideways

Varela says he was initially told by a United representative over the phone to head to the airport, where staff could correct the name discrepancy before departure.

Once there, he says an employee from a United partner airline was close to resolving it, only for a United worker to step in and shut the process down, telling the family it wasn’t going to happen.

The Confrontation Escalates

Frustrated, Varela says he asked the employee for her name so he could file a complaint, and she declined to give it. He then began recording.

In the video, the employee is heard suggesting ICE could be called, a comment Varela, who says he is a U.S. citizen, found alarming given the current climate around immigration enforcement. Shortly after, the video cuts out, which Varela attributes to the employee’s hand making contact with his phone.

United and the Union Weigh In

United Airlines confirmed it’s looking into the incident but hasn’t released further details. The employees’ union said it’s aware of the video but hasn’t verified its authenticity, adding that the comments, as depicted, don’t reflect the union’s values, and that any disciplinary matters will follow the collective bargaining process.

The Varela family made it to Canada, but Julio says he’s uneasy about what awaits them back at SFO. For now, there’s no official word on the employee’s status or next steps.

We’ll update this piece if United or the union releases further findings.
